Tiivistelmä
Tämän opinnäytetyön tarkoituksena oli selvittää, kuinka B2B-asiakkaat saataisiin asioimaan digitaalisissa kanavissa asiakaspalveluasioinnin sijaan. Opinnäytetyön toimeksiantajana oli ICT-alan yritys. Yrityksellä on selkeä tavoite, että digitaaliset kanavat toimisivat aina asiakkaan ensimmäisenä kontaktipisteenä yritykseen.
Opinnäytetyön tietoperustassa syvennytään digiajan asiakaskokemukseen. Opinnäytetyön tuotoksena syntyneessä kehityssuunnitelmassa perehdytään yrityksen nykytilaan analysoimalla digitaalisen asioinnin kehittymistä yrityksessä, asiakaskokemusta unohtamatta. Suunnitelmaa täydentävät kehitysehdotukset ja syntyneet oivallukset.
Tutkimuksen perusteella yritysasiakkaat eivät vielä odota ihmeitä digitaalisilta palveluilta. Onnistunut asianhoito sujuvasti ja nopeasti riittää luomaan erinomaisen palvelukokemuksen. Kuitenkin vaatimustaso digitaalisten palveluiden osalta on kasvussa myös B2B-asiakkaiden keskuudessa. Yrityksessä on tehty isoja uudistuksia digitaalisen asioinnin kehittämiseksi. Itsepalveluiden helppo käytettävyys ei kuitenkaan vielä kohtaa asiakkaiden odotusten kanssa. Seuraavat askeleet itsepalveluiden kehityksen, sisäisen kouluttamisen ja asiakkaiden ohjaamisen osalta, edistävät muutosta varmasti vielä tämän vuoden aikana. The purpose of the thesis was to investigate how to get corporate customers to use digital self-service channels instead of more traditional customer service when handling errands. The principal of this thesis is a company from the ICT field. The principal is aiming to lead their customers into digital self-service channels as their first point of contact.
Digital customer experience is the main focus of the theoretical part of the thesis. As a result, this thesis offers a development plan where the current state of the principal was analyzed through their digital self-service development and customer experience. The development plan is complemented with a range of development propositions and insights.
According to the investigation the corporate customers expect digital self-service channels to offer a platform to run errands fluently and quickly and that seems to be the standard for an excellent service experience, however the standard is rising amongst the corporate customers. Although the principal has greatly developed their digital self-service channels, the level of usability doesn ́t meet the corporate customers ́standards. The development of the digital self-service channels, internal training and customer guidance are the next steps that are expected to bring results and offer the experience the corporate customers are expecting from the principal.
