Tjänsten som en frontperson levererar åt kunden är kritisk. Kunden har i många fall en viss förväntan på tjänstekvaliteten som hen kommer att få. Företagets image eller bild påverkas av word-of-mouth, företagets marknadsföring, tidigare erfarenheter av företaget med mera. Om den upplevda tjänstekvaliteten inte motsvarar kundens förväntningar, resulterar det i ett dåligt tjänstemöte och en missnöjd kund. En missnöjd kund är sannolikt mer benägen att berätta om sina dåliga erfarenheter åt andra, än en kund som har haft ett bra tjänstemöte. Resultatet är en försämrad bild av företaget inte bara hos den som fick tjänsten, utan även hos hens närmaste krets. Därför är det viktigt för frontpersonerna att förstå vikten av bra tjänstekvalitet och förmåga att kunna leverera den. Syftet med min undersökning var att med hjälp av kvantitativa metoder utreda hur kunderna ansåg att tjänstekvaliteten i Haltis affär på Centralgatan i Helsingfors var och huruvida tidigare erfarenheter av företaget påverkade den upplevda tjänstekvaliteten. Undersökningen gjordes i affären med hjälp av en enkät som varade en månad. Resultatet av enkäten var mycket intressant. Överlag kan man säga att tjänstekvaliteten är hög och kundnöjdhetsgraden är ungefär den samma som i andra företag inom samma bransch. Det finns små skillnader mellan de som är bekanta med Halti från tidigare och de som inte är, men skillnaderna är så små att man inte kan anse att bekantskapen har haft en betydelse för den upplevda tjänstekvaliteten. Det fanns dock en stor skillnad i om frontpersonen hade hälsat på kunden eller inte. Den första kontakten med affärens frontperson var avgörande om kunden betygsatte tjänstekvaliteten högt eller lågt. Om försäljaren inte hälsade på kunden när hen steg in i affären, gav det ett dåligt första intryck av frontpersonen åt kunden, vilket resulterade i en dålig upplevd tjänstekvalitet och vice versa. Det är den första kontaktens betydelse för kunden, eller moment of truthet, som frontpersonerna i affären skall få utbildning i. Detta kommer att öka kundnöjdheten och förbättra tjänstekvaliteten. The service that a frontperson delivers to a customer is critical. The customer has in many cases a certain expectation of the service quality that he or she is going to get. The company’s image is affected by word-of-mouth, the company’s marketing, previous experiences of the company and so forth. If the perceived service quality doesn’t meet the customer’s expectations, it will result in a bad service encounter and a dissatisfied customer. A dissatisfied customer is more likely to tell of his or her bad experiences to others, than a customer who’s had a good service encounter. The result is a worsened image of the company not just in the eyes who received the service, but also in his or hers circle of friends. That’s why it’s important for the frontpersons to understand the importance of good service quality and the capabilities to deliver it. The aim with my research was with the help of quantitative methods to determine how customers felt that the service quality in Halti’s store in Keskuskatu in Helsinki was and if previous experiences of the company affected the perceived service quality. The research was done in the store with a questionnaire that lasted for a month. The result of the questionnaire was very interesting. Mainly one can say that the service quality is high, and the customer satisfaction score is approximately the same as other companies in the same trade. There are small differences between those who are familiar with Halti from before and those who aren’t, but the differences are so small that one can’t say that familiarity has had an affect on the perceived service quality. There was however a big difference if the frontperson had greeted the customer or don’t. The first contact with the stores’s frontperson was crucial if the customer graded the service quality high or low. If the salesperson didn’t greet the customer when he or she walked in to the store, gave it a bad first impression of the frontperson to the customer, which resulted in a bad perceived service quality and vice versa. It’s the importance of the first contact, or the moment of truth, that the frontpersons in the shop should be educated in. This will lead to higher customer satisfaction and improve the perceived service quality.
