Tiivistelmä
Päivittäistavarakaupan alalla on paljon kilpailua. Yhtenä kilpailijoista erottautumiskeinona yritykset käyttävät asiakaslupauksia. Asiakaslupauksilla tavoitellaan hyviä asiakaskokemuksia. S-ryhmässä päivittäistavarakaupan kilpailukyky muodostuu valikoimasta, ostospaikasta, palvelusta ja laadusta. Näiden pohjalta on marketkaupan alalle luotu uudet asiakaslupaukset. Niiden toteutumisen eteen tehdään päivittäin töitä. Toiminnot eivät kuitenkaan aina voi pysyä samanlaisina, vaan niiden on uudistuttava alalla ja toimintaympäristössä tapahtuvien muutosten myötä.
Tämän opinnäytetyön tarkoituksena oli kehittää S-market Vuorelan toimintaa paremmin sen asiakkaiden toiveita vastaavaksi. Opinnäytetyö oli toiminnallinen tapaustutkimus, jossa hyödynnettiin eri tutkimusmenetelmiä. Myymälän lähtötilanteen kartoittamiseksi toteutettiin sen asiakasomistajille verkkokysely, jonka tulosten pohjalta toteutin työkavereilleni teemahaastattelut ja laadin toiminnan kehittämissuunnitelman. Kehittämistoimien apuna hyödynsin Lean-ajattelua, koska siinä painotetaan asiakkaille arvoa tuottavien toimintojen tekemistä poistamalla työstä kaikki turha tekeminen, jota kutsutaan hukaksi. Opinnäytetyön tavoitteena oli saada aikaiseksi konkreettisia kehittämistoimia Leania hyödyntäen, jotta myymälään luodut asiakaslupaukset käytännössä toteutuisivat. Lisäksi tavoitteena oli saada alulle jatkuvaan toiminnan parantamiseen pyrkivä työyhteisö, jossa kaikki huolehtisivat, että myymälästä löytyisi oikeat tuotteet niille kuuluvista paikoista juuri silloin, kun asiakkaat niitä haluaisivat ostaa.
Verkkokyselyn tuloksista voidaan sanoa, että myymälän asiakaslupaukset (hymy, HeVi ja reikiä nolla) eivät toteutuneet lähtötilanteessa kuin ensimmäisen asiakaslupauksen osalta. Tulosten pohjalta myymälän toimintaa tarkoituksella uudistettiin, joten tämän jälkeen asiakaslupaukset toteutuivat huomattavasti paremmin. Tätä tukivat myös käyttämäni muut aineistot esimerkiksi ulkopuolisen tahon toteuttamat Mystery Shopping -tutkimukset. Näistä tutkimuksista saatavista raporteista oli havaittavissa myymälän positiivinen kehitys. Toiminnan kehittäminen on kuitenkin jatkuva prosessi, joka ei pääty koskaan, mutta hyvään alkuun päästiin tämän opinnäytetyön puitteissa. There is a lot of competition in the grocery trade. One of the means of differentiation is customer promises. Customer promises aim at good customer experience. In S Group, the competitiveness of the grocery trade consists of the selection, the features of the shopping place, the service and the quality. Based on these, new customer promises have been created in the supermarket trade. A lot of work is done every day to fulfil customer promises. However, the store functions cannot always remain the same. They have to be renewed from time to time, because of the changes in the industry and in the operating environment.
The purpose of this thesis was to develop S-market Vuorela's operations to meet the needs of the customers. The thesis is a functional case study where many research methods were used. At the beginning of this thesis process an online survey was conducted among the customer owners to help identify the development areas of the store. Based on the results, the employees of the supermarket were invited for a theme interview and a development plan was prepared for the operations. Lean thinking was utilized in the development process because it emphasizes the importance of value-creating activities to customers by eliminating all unnecessary work called “waste”. The aim of the thesis was to create concrete development activities by using Lean so that the created customer promises would be realized in practice. In addition, the aim was to create a working community striving for continuous improvement, in which everyone would ensure that the store has the right products in the right places for customers to buy them when they want.
The online survey showed that from the store's customer promises (smile, fruits & vegetables and zero shortage in the product shelves) only the first customer promise was fulfilled in the initial situation. However, based on the results of the online survey, the store's operations were reformed, which means that the customer promises were realized much better thereafter. Evidence to support this was provided for example by Mystery Shopping surveys, which were carried out by an outside party and a positive development of the store was shown in the reports. However, the development of operations is a continuous process that never ends, but a good start was made in this thesis.
