Abstract
Tämä opinnäytetyö etsi palvelumuotoilun metodien kautta työhyvinvointia parantavaa ratkaisua julkisella sektorilla. Projektin tilaajana toimi Kansaneläkelaitoksen Kampin toimipiste ja sen henkilökunta. Projektin toiminnallisen osuuden alussa suoritetun tutkimuksen myötä löydettiin yksi kipupiste ylitse muiden: Lähes päivittäin töykeiksi ja aggressiivisiksi kärjistyvät asiakaspalvelutilanteet heikensivät työssä jaksamista ja henkilökunnan turvallisuutta. Palvelumuotoilulla lähdettiin etsimään asiakaspalvelutilanteiden ilmapiiriä parantavaa ratkaisuehdotusta, jonka tuloksena työvaiheiden kautta syntyi Kelan toimipisteessä aulan odotushetkeen lisätty uusi kontaktipiste. Opinnäytetyössä tutkittiin käytännön kautta palvelumuotoilun menetelmien soveltuvuutta suuren julkisen sektorin organisaation toiminnan parantajana. Tarkoituksena oli sisällyttää visuaalisia ja taiteellisia piirteitä työhön ja tarkastella, onko niiden käyttö kyseisellä kentällä projektiin lisää arvoa tuovaa. Palvelumuotoilun menetelmistä tutkimisen, määrittelyn, kehittämisen ja käyttöönoton tuloksena syntyi Kelan asiakaspalvelua tukeva uusi visuaalinen ja monikielinen kontaktipiste. Ajan varanneille asiakkaille toteutettiin henkilökohtaista palvelua edeltävään hetkeen tunneskaalaa ja elämäntilannetta kartoittava kortti, lisäksi suunniteltiin teemaa tukeva juliste. Opinnäytetyössä perehdytään palvelumuotoilua, värien kommunikatiivisia ominaisuuksia ja mentalisaatiota käsittelevään aineistoon ja esitellään näiden soveltamisen kautta nousseita oivalluksia. Työ on kronologinen kuvaus suoritetusta projektista ja se esittelee muotoilupolun vaihe vaiheelta asiakasymmärryksen ja erityisten kehityskohteiden paikantamisesta aina loppupäätelmiin ja arvioon syntyneen tuotteen tulevaisuuden potentiaalista. Projektin myötä selvisi, että palvelumuotoilun ja taiteen keinoin voidaan parantaa työhyvinvointia, sekä sitä kautta vähentää henkilöstön kuormitusta: tämä kuitenkin vaatii pitkäjänteistä sitoutumista ja koulutusta läpi organisaation.

This thesis applies the methods of service design to the public sector, seeking to improve well-being at work. The client for the project was the Kamppi bureau of the Finnish Social Insurance Institution (Kela). Research done at the start of the project showed that one pain point stood out over others: almost every day, some encounters with customers turned out hostile or even aggressive in nature, which reduced staff members’ levels of energy and comfort, as well as the perceived level of security at work. The idea for the project was to apply service design to improve the atmosphere at the Kela bureau, which resulted in a new contact point at the office. The goal for the project was to study whether service design can enhance the functionality of the public sector, as well as the well-being of people who work in the field. The point was to use visual and cultural elements to test out if those aspects could bring more value to the client’s operation. The study, which consisted of client interviews, research, and application, birthed a visual, multilingual customer service checkpoint at the Kela office. At the reception area, visitors who are waiting for their appointments may now find leaflets that encourage them to contemplate on their mental and emotional states prior to their encounters with service attendants. They may also see a related poster on the wall to learn more about the campaign. The thesis considers how the existent studies of service design, the communicative properties of colours and mentalization, the ability to understand the mental state of oneself and others, may be used to solve some current problems out in the field. The written work explains the process of the project that went on from an agreement with the client to honing the strategy, then execution, evaluation of the results, and finally, consideration of future potential. The outcome of this project proves that service design and visual communication can be used to improve well-being at work and reduce stress among staff members. This, however, requires long-term commitment and training throughout an organization.
