Abstract
In recent years, there has been a growing interest in the need to create value for customers in the form of experiences due to the desire for companies to obtain competitive advantage. Although this has been widely taken into consideration in retail and industry businesses, little research has been devoted to this in real estate and construction project management. In real estate and construction project management, service quality and customer experience are often ignored and the focus is rather on fulfilling the technical specifications, schedules and budgets. One approach to avoid this problem would be to apply customer experience management (CEM). Recently, CEM has emerged as a tool for improving an organization’s services by making the services more accessible for their customer and thus more attractive. The main task for this thesis is to evaluate the implementation of CEM in the handover phase of a Finnish office fit-out project and how it can improve the end users’ total customer experience. More specifically this thesis aims to find answers to the following questions: (1) what are the practices and principles of CEM covered in earlier literature that can be applied to the handover phase of an office fit-out project; (2) which are the most crucial customer experience touchpoints in the handover phase of an office fit-out project and how should these touchpoints be managed in order to create a positive customer experience? Three primary research methods have been conducted in this thesis: a literature review, a case observation and structured interviews in the form of two questionnaires. The conclusion drawn from this thesis is that, CEM is applicable to the handover phase of a Finnish office fit-out project and that there are five main stages in creating a CEM framework: identifying the customer touchpoints, planning the management of these touchpoints, teaching all persons involved concerning how to offer the experience expected from the customer, integrating the customer experience thinking throughout the organization, and further improving the process by obtaining feedback from the customers. The most crucial touchpoints that needs to be managed in order to successfully deliver total customer experience to the end user is the communication, end user’s involvement, errors and shortcomings when moving in as well as the response to feedback gained during the handover phase.

Viime vuosina ollaan yhä enemmän kiinnostuttu arvon luomisesta asiakkaille ja sen myötä saavutettavasta kilpailuedusta. Vaikka tämä on yleisesti huomioitu vähittäiskaupan ja teollisuuden liiketoiminnassa, kiinteistö- ja rakennuttamisliiketoiminnassa asiakkaalle muodostuvaa arvoa ei ole juurikaan tutkittu. Kiinteistö- ja rakennuttamisliiketoiminnassa painopiste on pikemminkin teknisten vaatimusten sekä aikataulu- ja budjettitavoitteiden täyttämisessä, eikä niinkään palvelun laadussa ja asiakaskokemuksessa. Yksi lähestymistapa tämän ongelman välttämiseksi on asiakaskokemuksen johtamisen (CEM) soveltaminen organisaatiossa. Viime aikoina CEM:istä on tullut väline organisaation palveluiden parantamiseen tekemällä niistä entistä helpommin tavoitettavia ja siten myös houkuttelevampia asiakkaille. Tämän tutkimuksen tavoitteena on arvioida CEM:n toteutumista käyttöönottovaiheessa suomalaisessa työympäristömuutoshankkeessa ja tutkia, miten se voi parantaa loppukäyttäjien kokonaisasiakaskokemusta. Tutkimuksessa pyritään löytämään vastauksia seuraaviin kysymyksiin: (1) mitkä ovat aikaisemmassa kirjallisuudessa käsitellyt CEM:in käytännöt ja periaatteet, joita voidaan soveltaa käyttöönottovaiheessa työympäristömuutoshankkeessa ja (2) mitkä ovat tärkeimmät asiakaskokemustapahtumat käyttöönottovaiheessa suomalaisessa työympäristömuutoshankkeessa ja kuinka niitä tulee hallinnoida positiivisen asiakaskokemuksen saavuttamiseksi? Tässä työssä on käytetty kolmea ensisijaista tutkimusmenetelmää: kirjallisuus- sekä tapaustutkimusta ja kahta kyselytutkimusta. Diplomityön johtopäätöksenä on, että CEM on sovellettavissa käyttöönottovaiheessa suomalaisessa työympäristömuutoshankkeessa, ja on olemassa viisi päävaihetta CEM:in soveltamisessa: asiakaskokemustapahtumien tunnistaminen ja niiden hallinnointi, kaikkien osallistuvien henkilöiden koulutus koskien sitä, kuinka tarjota odotettua asiakaskokemusta, asiakaskokemuksen ajattelun integroiminen koko organisaatioon ja edelleen prosessin parantaminen asiakkailta hankitun palautteen kautta. Tärkeimmät asiakastapahtumat, jotka asiakaskokemuksen saavuttamiseksi loppukäyttäjille on huomioitava, ovat viestintä loppukäyttäjille, loppukäyttäjien osallistuminen hankkeeseen sekä virheistä ja puutteista saadun palautteen ripeä käsittely käyttöönoton jälkeen.
